At a Sunday morning operations review in a Dubai contact center, the weekly report looks different from last month's. AI agents now answer the after-hours calls and the routine requests. Service level is up, the human team's average handle time has risen, and nobody on the call is sure whether that rise is good news or bad. The director asks the question every floor reaches in its first month with AI: which numbers still tell us how the line is doing?

The answer is to keep the KPIs you already report and read each one three ways: the calls the AI handled, the calls your people took, and the blend. Two measures join the scorecard, because only an AI queue needs them: containment rate and escalation reasons ranked by frequency. This guide shows how each of the call center KPIs moves once AI agents take part of the work, and how to report both sides on one dashboard.

Which call center KPIs should you track for AI agents?

These are the KPIs for call center teams that run AI agents inside an existing call center, beside their people, with what each one measures:

  • Average speed of answer: how long a caller waits before someone picks up.
  • Service level: the share of calls answered within a threshold you set.
  • Abandonment rate: the share of callers who hang up before reaching anyone.
  • Average handle time: talk time, hold time and after-call work, averaged across handled calls.
  • First call resolution: the share of requests resolved on the first contact, with no repeat call inside a window you set.
  • Containment rate: the share of calls the AI agent handles to the end without a transfer to a person.
  • Escalation rate and reasons: the share of AI calls passed to a person, and why.
  • Quality score: each call scored against your scorecard and the regulator's rules.

Each number is captured at a set point in the call, which tells you which system to read it from.

How do AI agents change speed of answer, service level and abandonment?

An AI employee answers in about half a second, so its own speed of answer says little. The waits that matter move to two places: the human queue, which now holds the calls the AI passed on, and the transfer, while an escalated caller waits for one of your people. Report service level for the AI queue, the human queue and the blend, with transfer wait as its own line, so a slow handover stays visible inside a healthy average.

Split abandonment the same way. A caller lost in a transfer needs a different fix from one lost in the queue: more people on the escalation queue, or a change to the triggers that send calls there. Read both by hour, since demand on a UAE line can land after hours, on public holidays and, during Ramadan, later in the evening.

What happens to average handle time and after-call work with AI agents?

Average handle time splits in two once AI agents take routine calls. On the calls the AI handles, after-call work disappears, because the write-back happens inside the call. Agent API fills the record during the conversation, picking the right value from a 600-option field across 100+ fields in under five seconds, and a supervisor agent validates every entry before it is saved.

Your team's handle time can rise for a good reason: the complaints, disputes and cases that need judgment stay with them once the routine calls have moved. Read their handle time beside first call resolution and repeat calls, and track the AI employee's handle time by request type, searching the transcripts when one type slows down.

How to measure first call resolution and containment for AI agents

First call resolution is the number of requests resolved on the first contact divided by all requests, where resolved means no repeat contact about the same matter inside a window you choose. Use one formula, one repeat window and one set of call logs for AI and human calls, and agree in advance how a warm transfer that a person resolves on the same call is counted.

AI agents raise first call resolution when whoever answers can act. The caller is matched to the record before hello, Agent API does the work in your systems while the caller is on the line, and the confirmation goes out on WhatsApp during the call, so the caller has the outcome in writing before hanging up.

Containment rate answers a narrower question. A call can stay with the AI to the end and still bring the caller back the next day, so a contained call counts as resolved only when its outcome reached the record and no repeat contact followed. Report the two side by side.

What escalation reasons tell you about your AI agents

Escalation rate becomes useful once each escalation carries its reason. Supervisor reporting ranks the reasons by frequency for each queue, and they fall into two kinds. Designed escalations come from triggers you set, such as a complaint, a distressed caller, a cancellation, a dispute or a transaction above your value, and those calls reach a person every time. The rest point to work: a question the knowledge base cannot answer, a system the AI cannot reach, or a request outside its permissions. That second list is the one to shrink, reason by reason, and how confidence thresholds and escalation triggers work covers the design of the first.

Once AI agents take part of the queue, every call center KPI needs two readings: the calls the AI handled and the calls that reached your people. The waits that matter move to the transfers, and first call resolution and escalation reasons show whether callers got what they rang for. Build both readings from the same call records and hold the AI and your team to one scorecard.

What the KPIs looked like at Al Barari, Laguna and a global appliance leader

Three published deployments show the measures in use. At Al Barari, the inbound voice AI employee answered 100% of inbound calls, 24/7, including before opening, after closing and holidays, and 93% of calls were resolved without escalation. At Laguna Properties, the AI employees answered 100% of inbound calls and WhatsApp enquiries, 24/7, with about 1 second average time to first reply.

At a global home appliance leader, agents used to switch between the phone and the CRM to file each case, so calls ran slow and errors were fixed later. After go-live, the inbound AI employee knew the caller before hello, registered each case during the call with a technician assigned through Agent API, and handled 20,000+ service calls a month, with 72% needing no human escalation.

How to build one KPI dashboard for AI agents and your team

A call center KPI dashboard that covers both sides works from one set of records. The xAIa platform's analytics dashboards and call logs hold each call's recording, transcript and outcome, searchable in region, and supervisor reporting covers volume by hour, containment rate, escalation reasons ranked by frequency and handle time. A layout that suits a UAE floor:

  • One row per queue, with columns for the AI employee, your team and the blend.
  • A language split, since the AI employee works in Arabic (including Gulf dialects), English and 60+ other languages.
  • An hourly view separating office hours, after hours and public holidays.
  • Outcome columns for first call resolution, containment and the top escalation reasons.

Quality belongs on the same page. ComplAI reviews every conversation against your rules, with feedback from human reviewers, and scores human and AI calls alike. The business case for an AI employee rests on four other numbers, set out in how to measure the ROI of an AI employee.

Frequently asked questions

What are the most important call center KPIs?

The core call center KPIs are average speed of answer, service level, abandonment rate, average handle time, after-call work, first call resolution, escalation rate and quality score. When xAIa's AI employees take part of the queue, each one is read three ways, for the calls the AI handled, the calls your team took and the blend. Two measures join the set: containment rate and escalation reasons ranked by frequency. xAIa's analytics dashboards build all of them from the same call logs, where every call carries its recording, transcript and outcome, searchable in region.

What KPIs should you track for AI agents?

Track AI agents on the same scorecard as your people, then add the measures only an AI queue needs. xAIa's supervisor reporting covers volume by hour, containment rate, escalation reasons ranked by frequency and handle time, built from call logs that hold every recording, transcript and outcome. First call resolution shows whether contained calls stayed resolved, transfer wait shows how fast escalated callers reach a person, and ComplAI scores AI and human calls against the same rules. At handover, your administrators receive role-based access, so supervisors run these reports themselves.

How is first call resolution calculated?

First call resolution is the number of requests resolved on the first contact divided by all requests, where resolved means no repeat contact about the same matter inside a window you choose. With xAIa, the same formula, window and call logs apply to AI and human calls. A call the AI employee completes counts as resolved only when Agent API wrote the outcome to your CRM, the supervisor agent validated the entry before it was saved and the caller did not ring back. Agree in advance how a warm transfer that a person resolves on the same call is counted, and apply that rule to both sides.

What is containment rate in a call center?

Containment rate is the share of calls an AI agent handles to the end without transferring the caller to a person. It shows how much work the AI carries, and it is read beside first call resolution, because a contained call can still bring the caller back the next day. In xAIa deployments, a contained call counts as resolved only when its outcome reached the record through Agent API and no repeat contact followed. Containment rate sits on the same dashboard as escalation reasons ranked by frequency, which show what keeps the rest of the calls from being contained.

What happens to after-call work when AI agents answer calls?

On calls xAIa's AI employees handle, there is no after-call queue to clear, because the write-back happens inside the call. Agent API fills the CRM fields during the conversation, picking the right value from a 600-option field across 100+ fields in under five seconds, and a supervisor agent validates every entry before it is saved. If a detail is missing, the AI employee asks the caller on the same call. Your team's after-call work stays on the calls they take, and their handle time is best read beside first call resolution.

Which company provides AI agents for call centers in the UAE?

xAIa, a Dubai-based AI consultancy and implementation firm and the AI arm of PRO TECHnology Group (29 years of enterprise and government IT in the GCC), puts AI employees into existing call centers, connected to their systems through Agent API, with a first AI employee live in 30 days. Its AI employees have handled 2M+ calls in production and handle 600,000+ calls a month, in Arabic (including Gulf dialects), English and 60+ other languages. At a global home appliance leader, the inbound AI employee handled 20,000+ service calls a month and 72% needed no human escalation.
